MULTI-CLIENT OPERATIONS

Customer operations for BPO and outsourcing

Every new contract runs into the same ceiling: more volume means more seats, more recruitment, more retraining — and margin squeezed at the moment you win.

Concierge takes the repetitive layer of any client’s volume, so capacity grows without headcount. Multi-tenant, and available white-label under your own brand.

The operational problem

Every account you win adds a rulebook your agents have to memorise.

Accounts share a floor, but they cannot share assumptions. Each has its own vocabulary, service promises, verification questions and escalation map — and an answer that is correct for one client can be flatly wrong for the next. As you take on more, that separation rests on what agents happen to remember, and quality starts to depend on who picked up.

01 · RAMP

Every win adds weeks of training

New agents ramp for weeks before they handle an account confidently, and turnover means you do it again from the start. Meanwhile they search scattered documents mid-call while the customer waits, and quality on an established account depends on who happened to pick up.

02 · SEPARATION

One client’s answer leaks into another’s call

When it is not obvious which account a call belongs to, the wrong script gets used or the wrong detail gets shared. That is a privacy problem and a quality problem, and a supervisor has to unpick it afterwards.

03 · EVIDENCE

Notes are only as good as the agent

Free-text notes vary wildly and often leave out what was actually said, what was verified and who owns it next. The client team inherits a callback with no context, the customer explains it again, and nobody can prove the process was followed.

The operating model

From conversation to coordinated work.

MOVEMENT 01 · INBOUND

The right client, from the first second

Concierge identifies the client line before anything else, then works only from that account’s answers, verification steps and escalation rules. Nothing crosses between accounts. It takes the reason for the call, looks up status where it is connected, and says what happens next. Out of scope, sensitive, or needing a judgement call? It goes to your agent with the account, the intent and the details already gathered. Because the account is established before a single answer is given, a routine request never picks up another client's rules by accident, and supervisors stop unpicking crossovers after the fact.

  • Service enquiries, per client
  • Overflow when volume spikes
  • Routing on each account’s own rules

MOVEMENT 02 · CONNECTED

Every call written up the same way

Concierge writes the caller, the request type, the answer given and the next action into the client’s own fields — the same way every time, on every shift. Permissions and failure behaviour are agreed per account and tested before go-live. If a write cannot complete it does not imply success; the captured context goes to the right queue. Quality reviewers can see which rule applied and which route the call took. That matters most on the accounts you have held longest, where quality has quietly come to depend on which agents happen to be on shift.

  • Writes into each client’s own fields
  • The same standard of note on every call
  • Exceptions land in the assigned queue

MOVEMENT 03 · OUTBOUND

Outbound capacity you can bill for

From a list the client approves, Concierge runs confirmations, qualification and feedback calls using that account’s own questions, and records every response where it belongs. It does not invent offers, interpret policy or make commercial decisions. A yes, an exception or a request for advice becomes a callback with the context attached. The client keeps control of audience, messaging and every decision that follows. For you, it is billable coverage you did not have to recruit for, on hours you would otherwise have paid a shift premium to staff, and capacity you can point to in a tender before the contract is signed.

Scenarios

Two directions. One operational record.

INBOUND · A caller requests case status.

I'm calling about an open request.

Anything needing a policy judgement goes to your agent.

  1. 01 · UNDERSTAND

    Select context

Identifies the account first, then the request.

  2. 02 · VERIFY OR COLLECT

    Follow rules

Runs that client’s verification, not another’s.

  3. 03 · ACT OR ROUTE

    Retrieve or route

Shares the status, or routes if it cannot.

  4. 04 · RECORD OR FOLLOW UP

    Record

Writes the answer and next action into their system.

REPEATABLE WORK

What Concierge does

Inside one account at a time, on that client’s rules.

  • Identifies the client before it says anything
  • Verifies the caller and takes the details
  • Writes the record into the client’s system
  • Runs follow-up calls and prepares the handoff

WHAT TRANSFERS WITH THE CALL

The account, what they wanted, what was said, and what is still outstanding.

HUMAN JUDGEMENT

What your team owns

Exceptions, policy, commercial calls and quality.

  • How policy applies to an unusual case
  • Whether to offer an exception
  • How a sensitive complaint is resolved
  • Whether the account’s rules change
The operating environment

What we agree per account, before go-live

Each client mapped separately: what it may say, what it may touch, and who owns it when it stops.

01

What it may say

Which lines it answers, what it may share, and what always goes to a person — signed off by the account team.

  • Lines in scope
  • Scripts and verification
  • What must never be shared
02

What it may touch

System by system, per client: which fields it writes, and what happens when a write fails.

  • Client system of record
  • Writable fields
  • Failure path
03

Who owns it next

Named owners for exceptions, and the context that travels with the call so the customer never starts over.

  • Exception owners
  • Handoff routes
  • Summary and next action

AGENT ASSIST

The benefit

What changes in an outsourcing operation.

  • Maximize resources

Win contracts on capacity you can deploy immediately, rather than capacity you have to recruit for first.

  • Save time

New agents reach competent handling faster with live assistance on every call, cutting ramp time on new accounts.

  • Improve revenue

Higher margin per contract, and coverage hours you can bill for without paying a shift premium.

  • Position your brand

An AI-enabled delivery capability is a differentiator in competitive tenders, especially for export work.

Grow capacity without growing headcount — let’s talk about what a white-label deployment looks like across your accounts.
