HOSPITALITY OPERATIONS

Customer operations for hospitality

Guest calls arrive when the front desk is busiest, and after hours when nobody is there at all. A guest who reaches voicemail rarely calls back.

Concierge answers every one, takes the booking, and turns requests into tracked work. Pricing, payment and anything sensitive stay with your staff.

The operational problem

A guest who reaches voicemail books somewhere else.

Reservation calls peak at check-in and checkout, exactly when the desk is dealing with the queue in front of it. The caller waits, gives up, and books through an agency that takes a commission — or with the hotel that picked up. Meanwhile the transfer someone asked for was mentioned verbally and never written down.

01 · DEMAND

The phone rings hardest when the desk is busiest

Check-in and checkout are exactly when reservation calls spike, and exactly when your desk has least capacity to take them. The direct booking on the other end of the line — the one with no commission attached — is the one that gets lost.

02 · OWNERSHIP

Requests passed by word of mouth get dropped

Housekeeping, maintenance and transport requests get relayed verbally across the desk between shifts. With no reference number, the guest ends up asking twice, nobody is sure who owns it, and a task can look complete before the receiving team has even picked it up.

03 · FOLLOW-UP

The calls that make money never get made

Pre-arrival confirmations, transfer offers, upgrades and past-guest outreach all need someone free to dial. They get deferred indefinitely, so staff prepare on partial information, upgrades go unsold, and the surprises land at the desk on arrival instead of being settled a day earlier.

The operating model

From conversation to coordinated work.

01 · RESERVATION DEMAND

Answer it, and actually take the booking

A reservation call should leave more than a name and a promise to ring back. Concierge takes the dates, the party size, room preferences, contact details and arrival needs. It answers questions about amenities, policies, directions and check-in from what you have told it — it does not improvise an exception. Connected to availability it can create the reservation request; otherwise reservations get a complete one. Pricing, payment, complaints, accessibility and anything sensitive go to your staff with the conversation already written up. The booking stays direct, the front desk stays with the guest in the lobby, and nobody has to ring anyone back the following morning.

02 · GUEST-SERVICE WORK

Every request gets an owner and a reference

A single request can touch front office, housekeeping, maintenance, transport and security. Concierge turns it into a task with the room, the outcome the guest asked for and the routing you defined, then returns a reference. If the write fails the request stays open for the named team rather than vanishing. Urgency, safety, compensation and service recovery remain your staff’s judgement. For a group, every call across every property lands in one place. For a group that means demand and service quality are visible across the estate consistently, rather than reconstructed property by property at the end of the month.

03 · ARRIVAL FOLLOW-UP

Reach the guest before they arrive

From tomorrow’s arrivals, an unpaid deposit list, a group enquiry or past guests, Concierge makes the calls nobody has time for. It confirms the stay, captures a transfer request, records an arrival time and flags what needs staff. It can run post-stay feedback and win-back outreach too. It never invents availability, rates or benefits. Payment exceptions, complaints, VIP handling and commercial decisions go to the right person at the hotel. These are the calls that sell upgrades and bring past guests back direct, and they are precisely the ones a busy desk never gets to make.

The benefit

What changes in a hospitality operation.

  • Maximize resources

Your front desk stays focused on the guest in the lobby, not the guest on hold — no extra hires for night coverage.

  • Save time

Calls are answered and resolved instantly, day or night, without adding shifts or staff.

  • Improve revenue

Every call answered is a booking that isn’t lost to a competitor or handed to a commission-charging agency.

  • Position your brand

A hotel that answers instantly, at any hour, signals a guest-first brand — the kind guests mention in reviews.

Industry benchmarks · not Concierge results

87%
Of routine front-desk PBX calls fully automated in a published hotel-and-casino group deployment of enterprise voice AI.
34%
Of all calls to the same group’s central reservations line handled end-to-end by the voice assistant, including complex bookings across 15 room types, with secure payment taken in-call.
300+
Completed reservations per week taken by the voice assistant within two months of launch — the equivalent of three days of agent time per week.
30–45%
Typical customer-service cost reduction from generative-AI deployments, per McKinsey analysis.

Inbound: every reservation call answered at any hour, bookings kept direct instead of leaking to agencies, and a front desk free to look after the guest in the lobby. Outbound: confirmations that cut no-shows, pre-arrival calls that sell upgrades at scale, and past guests brought back direct.
